Leveraging ServiceNow as the tool of choice, this group led the efforts to incorporate a versatile service management platform that expanded the functionality of service management capabilities, consolidated multiple ticket tracking systems, and modernized service and support processes. This group, which contains representation from many different service-oriented areas of the university, collaborates to recommend solutions that are technically sound, scalable, and follows good practices for measuring success and continual improvement.<\/p>\n<h2><strong>Goals Achieved<\/strong><\/h2>\n<ul>\n<li>Incorporated\u00a0<a href=\"https:\/\/www.axelos.com\/best-practice-solutions\/itil\" target=\"_blank\" rel=\"noopener\">IT Infrastructure Library (ITIL) best practices and education<\/a>\u00a0into the service management program at Rutgers University.<\/li>\n<li>Replaced aging and disparate ticket tracking systems with an enterprise platform offering a single view of the service management enterprise.<\/li>\n<li>Established a Service Management Office (SMO) with dedicated staff to create a Center for Excellence for the Service Management program at Rutgers.<\/li>\n<li>Established an IT Enterprise Change Advisory Board.<\/li>\n<li>Integrated the following practice areas for Rutgers IT Service Management:\n<ul>\n<li>Continual Improvement Management<\/li>\n<li>Knowledge Management<\/li>\n<li>Service Portfolio Management<\/li>\n<li>Incident Management<\/li>\n<li>Service Request Management<\/li>\n<li>Change Enablement (formerly Change Management)<\/li>\n<li>Asset Management<\/li>\n<li>Configuration Management<\/li>\n<\/ul>\n<\/li>\n<\/ul>\n<h2><strong>Future Goals<\/strong><\/h2>\n<ul>\n<li>Continue to expand best practices and education to streamline Service Management at Rutgers<\/li>\n<li>Continue to build out and improve catalog items<\/li>\n<li>Chat<\/li>\n<li>Virtual Agent<\/li>\n<li>Limited AI to assist with call deflection<\/li>\n<li>Major Incident Management<\/li>\n<li>Problem Management<\/li>\n<\/ul>\n<h2><strong>Communities of Practice<\/strong><\/h2>\n<p>Each practice area has a corresponding Practice Advisory Group (PAG). The purpose of the PAG is to maintain a diverse team focused on refining and improving the respective practice area\u2019s processes, workflows and guidelines.
